The three real complaints
Being made to explain it again. Not knowing what is happening. Having to chase for something they were promised. Read any set of complaint transcripts and these three dominate, regardless of industry.
Notice what is missing
The original fault is usually accepted. Products break, deliveries are late, mistakes happen — customers know this. What they will not accept is being handled badly afterwards, and that is entirely within your control.
Each has a structural fix
Repetition is fixed by shared history. Uncertainty is fixed by a portal and status notifications. Chasing is fixed by follow-up automation that acts before the customer does.
None of these is a training problem. All three are system problems, which is why exhortations to “care more” never fix them.
The test
Pick ten recent complaints and classify each as a product failure or a handling failure. In most businesses the ratio is uncomfortable, and immediately actionable.
