A complaint is not a question
A question can wait an hour. A complaint that waits an hour escalates — to a manager, to a public review, or to a regulator. It may also need to be defended months later with evidence of exactly what was said and when.
Guarantee the acknowledgement
Automatic, immediate, with a reference number and an expected timeframe. Most complaint escalation is caused by silence rather than by the original problem, and this single automation prevents more damage than anything else on the list.
Escalate on a timer, not on volume
The natural human process escalates whoever shouts loudest. A timer escalates whoever has waited longest. The second is fairer and produces far fewer surprises.
Build a ladder: owner, then team lead after a defined period, then department head. Publish the timings internally so nobody is ambushed.
Keep the evidence
Every message, decision, internal note and document retained under a defined policy. The moment a complaint becomes formal, the completeness of this record is the entire defence.
